Acton Mainline issues - FGW response

I use the station a few times a week for getting into Central London for business meetings and have recently been appalled by the lack of information screens. I emailed FGW and copied in Angie Bray.FGW response is below and I encourage all of you to also email them ( fgw.feedback@firstgroup.com )to complain as the response is very poor. I am emailing back to tell them this:Thank you for your email of 10 February 2011. I am sorry for the problems you have had recently at Acton Mainline station due to the failure of the customer information system (CIS).We know how important it is to provide up to date and accurate information to our customers and we fully understand how frustrating it is when we are unable to do this due to faulty equipment.  The CIS across our network is becoming old and is no longer as reliable as we would like. The software is dated and is no longer adequate to efficiently process the large amounts of information passed through it. It is therefore susceptible to regular failures, especially in the London Thames Valley area and we are acutely aware of how much inconvenience this causes to our customers. You may be aware that we are currently underway with a major project to completely replace the CIS at all of our stations. We are also installing more help points and when the work is complete the new system will be efficient and reliable, as you would expect. As we work through our stations things are improving, but until all of the systems have been replaced, it is likely that we will be unable to provide comprehensive information at all times. This is also the reason that the clocks have been removed as there will be a digital one on the new screens.If a fault occurs with the CIS at an unstaffed station, our engineers often have to rely on reports from our Station Audit Teams, Environmental Teams, Station Managers and customers, to know that something is wrong. They then have a number of tasks to perform to identify the fault. Usually the problem can be fixed with a system re boot, but if it is a case of needing new parts, unfortunately it is not quite as straightforward and this is usually the problem when the system is out of order for some time.Spare parts for the system are few and far between, mainly due to its age. Some spares were sourced recently though and these will be used to stabilise the systems with the most frequent failures.I do realise how frustrating this is and I am sorry I have been unable to provide any more positive information for you. Until we can renew the system, we expect further faults and all we can do is promise to fix these as quickly as we can. Please do feel free to report any faults to us as soon as you notice them and we will be able to send an engineer out straight away. I am also very sorry that you have noticed problems with graffiti and the lighting at the station. This is clearly not up to our usual standard and I do apologise.We take this very seriously as it directly affects you as a customer. So I have logged what happened as a complaint against the station. That means the Regional Station Manager will see the details in our regular report and can take any action to improve the situation for the future. With regard to the number of services from Acton Mainline, planning our services is very complex and we must always make decisions that benefit as many customers as possible. Our timetable is the best schedule we can achieve, whilst improving journey times and opportunities, as well as catering for our customers changing demands. This means that when reviewing the timetable we sometimes have to make compromises. We must consider passenger numbers and journey patterns, the type of customer travelling on different routes and the feedback we receive. We would very much like to be able to provide every customer with a timetable to suit their individual needs but we know we can never satisfy everyone. That said, over the last few years we have worked extremely hard to improve the timetable and it is now much more robust, with overall better connections and more frequent services. We will continue to make positive changes where we can.Finally I was very concerned to hear that one of our colleagues does not provide you with the service you expect when you use the station.We expect everyone representing our company to be as helpful as possible at all times. There are times when we can't meet every single request, but we will always aim to offer the highest level of customer service and to try and find ways of making your journey as easy and pleasant as possible. I have reported your comments and you can be assured this will be followed up.Thank you again for bringing your experience to my attention. Eddy,Welcome to the wonderful world of FGW employees who couldn't care less about the travelling public who have the misfortune to use the 'services' at Acton Main Line Station!For years I have been writing to them on the very same topics you mention and for years I keep getting the same standard reply. They have an excuse for everything under the sun but nothing is actually done to improve the service, frequency of trains, providing a Sunday service or removing grafitti from this totally neglected station! Take a look at the metal benches where passengers are expected to sit - they are covered in RUST!All they do is send out a similar letter to anyone who takes the trouble to write to them. Angie Bray has also had meetings with FGW in the past but for all her efforts not much appears to have happened to improve matters really.Many more passengers would use AML if the trains stopped here but the very fact only 2 trains per hour stop at AML has a great deal to do with it!Perhaps a tannoy announcement could be used in the meantime to advise the long suffering public what is happening. The station is rarely manned and it would seem that FGW could not be bothered really. Perhaps it is part of a bigger plan to bypass this station alltogether? I certainly hope not!They expect passengers to sit on rusty benches, looking at grafitti, waiting for ages with no information with regard to when the next train is coming - I could think of a better way to spend the day!More effort should be made to improve services at AML - it is so convenient providing the trains are frequent. It just takes 3 minutes from AML to Ealing Broadway and 7 minutes from AML to Paddington Station.  This station would be so handy for Acton residents provinding the service and the state of the station was improved.Perhaps we should ALL contact FGW and see what happens? I won't hold my breath for a good result though!

Firstly, I don't know when the OP wrote their letter, but sometime last month I noticed the lighting at AML had much improved on the bridge and platforms with all the lights working and having white lights fitted (which I think should also be put in the street lights around Acton as the quality of light is so much better than what we have in some of the side streets in Acton - more like daylight and they make people feel safer. As for the Customer Information Systems, work has been underway for a while now to upgrade these across the FGW network. A company called Telent has been given the contract to do this, but I understand there were some delays with the work in some locations around December but I think things are getting back on track now (no pun intended!) I know AML has had new help points installed and a new information screen and platform matrixes are on the way but don't know of any definite dates for completion. The new system also incorporates a clock on the screen, hence the reason for the removal of the clock at AML. As for the graffiti problem, I can't say I have noticed any significant problem with graffiti lately. Regarding staff, in my experience of using AML, there have been a few occasions where the station is unstaffed during  hours which it should be staffed. Whether this is due to sickness and not being able to supply cover or not I don't know. On another matter regarding AML, one member of FGW staff who I see occasionally on her way into Paddington informed me this morning that they may be moving the position of the ticket office at AML. How much truth there is in this statement I don't know though. I am a member of an internet based forum which FGW staff often frequent and I will do my best to get answers from them for any furter questions you may have.

Well FGW's lack of customer service really showed this morning. Some Greenford branch trains were cancelled due to a faulty train. I headed to AML unaware of any problems and it wasn't until I (and my fellow passengers) had waited a few minutes on the platform with no sign of a train that I decided to check the National Rail IPhone application and found out the train had been cancelled. I then had to shout down the platform to pass the information on to the waiting passengers who were very grateful as once again there was no member of staff on duty in the ticket office this morning and with the help points and information screens out of action nobody would have known had I not been there! So a fair few disgruntled passengers decided to depart at this point to find alternative routes, but a few hardy souls decided to wait it out for the next scheduled train. Fortunately, those who waited didn't have to wait as long as they normally would have as someone had the sense to arrange for an unscheduled Heathrow Connect stop to fill in for the missing Greenford service!To be honest, I think I should write to FGW about this as there's been a complete failure of customer service on their part and it has come down to me to advise fellow commuters of what to do! It is not the first time I and my National Rail IPhone app have come to the rescue of passengers either. On a previous occasion I was able to inform a passenger of the platform one of the high speed services was due to depart from as they had asked at the information desk at Paddington who didn't know the answer, but my IPhone app had the correct information a good couple of minutes before the departure boards at Paddington caught up!

Here is the response to my response and it is actually pretty good but still doesn't explain why they can't install a system on time and when it will be completed:Don't forget to email fgw.feedback@firstgroup.com with any issues and let's keep the pressure up"!:Thank you for your further email of 17 February 2011, and for providing the additional details. I am sorry that you are so disappointed with the response from our Customer Service office - as well as the lack of information at Acton Mainline. However, I am grateful that you've continued to liaise with us.We know that what customers really need from us is accurate, up-to-date information - not only during times of disruption but also during normal day-to-day operations. We aren't doing this well enough at the moment - especially at our smaller stations such as Acton Mainline, where we know reliable information is paramount. I'm genuinely sorry that you feel so let down.We recognise that many of the components in our station information systems are life-expired, and simply cannot offer the support and reliability that modern rail operations need. As previously advised, we are in the process of replacing the information systems, and not just repairing old components. We've invested significant financial resources (over £12 million) to ensuring that the information systems are replaced with more effective and dependable equipment.Whilst the work has already begun, this isn't something that will happen overnight, nor will it be a singular installation at the stations. Instead, it's an on-going process that requires the simultaneous changes being introduced across the network as a whole. After all, the information systems aren't limited merely to monitors and tannoys at the stations, but involve a much more complex set of integrated components. This isn't such a straightforward scenario as merely introducing new indicator monitors at the stations, but instead requires a much more complex and on-going process to update the entire system. It's the only way to ensure that the system is updated to the standards we need, and more importantly, to the standards our customers rightly deserve. As such, there is no one specific date we can provide as to when the new systems will be in place, as the investment simply doesn't represent a one-off installation of new components.We're confident of the long term benefits our investment will bring. However, I do also realise the frustration some passengers will feel in the interim period, for which I apologise. I can assure you that we're just as eager as our passengers to have the new systems installed, and we are working to do this at the earliest opportunity.Our Regional Station Managers are fully aware of the difficulties regarding the information systems within the Thames Valley area - just as they are familiar with the problems affecting their own stations. Our Regional Station Managers do make frequent visits to each station, so they are aware of the realities that day-to-day rail travel entails.As the information problems are on-going I realise how the temptation can sometimes be to think that we're somehow ignoring the issue or aren't taking action. Whilst I would wish to assure you of our genuine intentions in this matter, I realise that in reality there is little I can say to convince you of this. Instead, I realise that the only way we can do this is to show you that we can provide the information you have every right to expect in a more tangible way. I hope we can do this given that we are committed to the upgrade project, although it may not seem like it to you at the moment.  I note your reference to referring this matter to London Travel Watch and Passenger Focus, and I am genuinely sorry that you feel this is necessary. However, we will of course provide whatever information they need for their investigations, and comply with whatever recommendations they make.Thank you again for taking the time and trouble to highlight your concerns.
